I needed to cancel a flight. Reaching an actual person took two days. Getting my money back took another forty business days, which is two months of real time.
Nobody did anything wrong. The queue was simply longer than the people staffing it. My message sat unread in a pile, and by the time somebody reached it, a request that should have taken one minute had turned into a claim.
That is the part software is good at. Not replacing the agents, but making sure nothing waits in the dark: read every message the moment it lands, work out what it is actually about, answer what is genuinely routine, and hand everything else to a person with the context already attached.
